About Repairs
You Said
- You told us it was frustrating not knowing what was happening with your repair, especially when we couldn’t fix it first time.
We’re Listening
- We’re trialling a new service where one Sanctuary colleague takes ownership of your query from start to finish and keeps you updated throughout.
- We’re reviewing repair conversations to find where updates are missed and improve how and when we contact you.
- We’ll keep using your feedback to shape a service that fits your needs - not our processes.

- We’ve improved our updates during longer or complex repairs
- We’ve introduced new technology to help colleagues and contractors keep in touch better
- Our targeted investment programme is prioritising homes with repeated or complex repairs
74% of customers are satisfied with our repairs service, and more repairs are being completed on time. In England, 81.5% of non‑emergency and 93.3% of emergency repairs are now finished when we said they would be.
About Complaints

- You told us it can be easy to make a complaint, but harder to understand what’s happening, when it will be resolved and what the outcome means.
We’re Listening
- We’ve brought quality assurance into our complaints team, helping colleagues get things right first time and focus on fair outcomes.
- We now review escalated complaints quickly and send them directly to regional coordinators, so you know who is dealing with your complaint and don’t need to chase us.
- We’ve invested in a new complaints management tool to help us handle your complaint efficiently, consistently and fairly.
About Safety

- You told us that feeling safe at home matters most.
We’re Listening
- Our Safe Homes Team will support you throughout any damp and mould repair.
- We’ve appointed senior leads for anti-social behaviour and safeguarding.
- We’ve strengthened how we manage antisocial behaviour cases, with clearer processes and closer monitoring.
- If essential work means you need to move temporarily, we’ll explain what happens next and keep you informed.
- If you have specific needs and have to move temporarily, you’ll have one named contact.
About Moving in
You Said
- You told us moving in is usually a positive experience, but sometimes the condition of the home falls short of expectations and delays your move.
We’re Listening
- We’re reviewing the whole moving-in journey so more homes are ready on time and meet the standard you expect.
About gas servicing
You Said
- You told us our gas servicing is reliable, and that we can make it even better by fitting appointments around you.
We’re Listening
- We’re improving how we contact you and arrange gas safety appointments.
- When your gas safety check is due and you also need a repair, we’ll try to complete both in one visit to reduce disruption.
